A representative scenario that shows how we approach this kind of product, rather than an account of a specific engagement.

The scenario

Customers increasingly prefer to reach a business on WhatsApp, and they expect the conversation to resolve their request rather than redirect them. A question-and-answer assistant covers simple queries, while many requests, such as a refund, a booking change or an order status, still require an action in an internal system. This scenario designs an agent that can take those actions safely within the thread, and hand over to a person with full context whenever that is the better path.

Objectives

  • Resolve common requests within the conversation, without needing a member of staff to step in
  • Keep response times consistently fast at every hour of the day
  • Hand over to staff within the same thread, with full context

Our approach

This scenario involves two of the five layers: the applications layer, where customers and staff interact, and the cloud and agents layer, where the agent, its tools and the audit trail live.

2 of 5 layers: Applications, Cloud and agents
Applications

WhatsApp for customers, a web console for staff

What we build

Customers stay in WhatsApp. Staff follow conversations in a live web console, take over a thread with a single action and hand it back when the agent can continue.

Key decision

Customers have nothing new to install, which keeps adoption simple and the experience familiar.

Cloud and agents

An agent with secure, typed actions

What we build

Refunds, bookings and status checks are exposed to the agent as defined tools with input validation, permission checks, confirmation steps and an audit log entry for every call.

Key decision

Structured tools make each action predictable and reviewable, so the agent can be trusted to complete transactions as well as answer questions.

Delivery path

An indicative sequence. The length of each phase depends on the product, and we agree it with you during discovery.

  1. Phase 1

    Conversation review

Study representative support threads and map each request type to the action that resolves it.

  2. Phase 2

    Actions and safeguards

Build the typed tools, permission model, confirmation steps and audit trail.

  3. Phase 3

    Staff handover

Deliver the live console, in-thread takeover and the hand-back flow.

  4. Phase 4

    Pilot and rollout

Run in shadow mode alongside the team, review transcripts together, then widen traffic in stages.

Outcomes the approach is designed to deliver

Requests resolved inside the chat

Common requests are completed within the conversation, so the customer is not asked to switch channel.

Fast replies at every hour

The agent is designed to answer within seconds at any hour, so the team steps in only where judgement is needed.

Every action logged and reviewable

Each refund, booking or lookup carries a complete record of what was done and why.

Key takeaway

Designing the human handover first leads to a better experience for customers and staff, and a safer agent.
